Identify the right problem
Map the current process, listen to the people doing the work and define the customer, commercial and operational evidence. Reframe the issue before committing to a solution.

I help growing businesses turn good customer work into a clear, repeatable system. That means stronger journeys, more capable teams and AI that earns its place in the real work.
Surface the friction, risk and opportunity.
Shape the simplest response that can work.
Put tools, roles and routines into daily practice.
Measure the outcome, learn and improve again.
Before a customer leaves, value is often already being lost through slow onboarding, inconsistent delivery, weak adoption and unclear ownership.
I have seen that pattern at every scale, from founder-led businesses to global SaaS. It reduces customer confidence, consumes team capacity and makes growth more expensive than it needs to be.
For me, process improvement is about removing that friction. A strong operating system gives people useful structure, honest information and the freedom to make good decisions. AI can then give time back and raise consistency without flattening the human judgement customers still need.
5%increase in customer retention has been associated with a 25% to 95% increase in profits in Bain's widely cited research.Harvard Business Review summary of Bain research ↗I am curious, direct and practical. I care about language, style and detail because good presentation shows respect for the people receiving the work. I like ambitious ideas, but I am happiest when they become something a team can actually use.
I provide senior Customer Success Operations leadership when a growing SaaS business needs the capability before it needs a permanent VP.
It is designed for growing SaaS businesses that can feel the strain in onboarding, delivery or retention, but do not yet need another permanent executive role. I combine operating-model design, hands-on implementation and leadership support to build the next version of the function.
This offer builds on Customer Success transformation delivered within global teams and through hands-on consulting engagements.
My aim is to build a team that can make strong decisions without waiting for me to make every one.
People do their best work when the outcome, context and boundaries are clear. I make trade-offs visible and say what good looks like.
My job is to help people think through difficult work, ask the questions that unlock progress and build confidence for the next challenge.
Clear, timely feedback is kinder than ambiguity. I combine honest conversations with respect, curiosity and practical support.
A good solution should help the next customer and the next team member too. I look for patterns and turn them into reusable capability.
Clear outcomes, useful guardrails, autonomy in the work and visible support when the pressure rises.
Evidence, constructive challenge and shared ownership. I care more about solving the problem than protecting a boundary.
A direct view of what is happening, why it matters, the available choices and the trade-offs behind each one.

Scaled a Customer Success organisation from 9 to around 50 people across EMEA, APAC and the US, leading a $60m portfolio with 90% GRR and 103% NRR.

Managed an approximately $1m analytics software integration for Adidas, expanded adoption across seven departments and delivered more than $3m in identified site and conversion opportunities.

I build controlled, reusable workflows around real work. The pattern is simple enough to explain and disciplined enough to trust.
A private career intelligence product that discovers roles, checks whether they are still live, preserves source evidence and builds tailored application material for review.
A repeatable decision system, not a one-off searchStructured workflows that turn discovery, product evidence and account context into onboarding plans, requirements, timelines and customer-ready materials.
More consistent preparation with a clear evidence trailAI-assisted analysis that brings together journey data, digital behaviour and session context, then shapes the findings into an executive narrative and workshop.
Shorter distance from signal to a useful decisionEvidence banks, decision briefs, reusable documents and controlled workflows designed to be updated, checked and used again by other people.
Knowledge that stays useful after the first answerI write about lean process, outsourcing and people. Those questions matter even more as AI changes what teams can build, buy and automate.
The modern version of thinking lean is not to add AI to every task. It is to understand the work first.
+Find the repeated decisions, define the source of truth and agree the quality bar. Automation can then remove avoidable effort without making a poor process run faster. The best standard is a useful starting point with room for judgement, not a script people have to work around.
AI is most useful when it supports the operating model rather than sitting beside it as another tool.
+Start with work that is frequent, evidence-heavy and easy to review: account preparation, research, call synthesis, draft success plans and pattern detection. Keep people responsible for relationship judgement, sensitive decisions and the final commitment to a customer.
The old outsourcing question now includes software, automation and AI. The decision still begins with capability and value.
+Keep work close when it creates strategic knowledge or relies on sensitive context. Buy when the need is common and the product is mature. Bring in focused expertise when speed matters, internal ownership is clear and the capability will be transferred rather than rented forever.
Training in listening without judgement and staying present when a conversation is difficult. It has strengthened how I make space for people and resist rushing to an answer.
